Authors: Anh Chi Phan, Ha Thu Nguyen, Thoa Xuan Thi Pham

doi 10.5267/j.uscm.2020.12.007

🔑 Keywords: Service recovery, Interactive fairness, Procedural fairness, Customer satisfaction, e-retailing, Vietnam

Abstract:
This paper presents the results of an empirical study on the relationship between service recovery quality, customer satisfaction and loyalty in Vietnam’s e-retailing. Structural Equation Modelling (SEM) is applied to analyze the data collected from experienced customers in online shopping in Vietnam from November 2018 to March 2019. The results of statistical analysis indicate that interactive fairness, outcome fairness, procedural fairness significantly impact on customer satisfaction which then increases customer loyalty. This study suggests that customer’s ability to locate and interact with technical support on a website and how a company treats the customer would significantly decide satisfaction and loyalty from customer. E-retailers in developing economies should consider service recovery process as the opportunity to gain customers’ purchase intentions.

Meanwhile, the quantitative method was carried out using SEM PLS analysis by analyzing the indicators of aspects of ownership structure, capital structure and dimensions of operational success. The results show that the capital structure variable had a significant effect on Walmart's operational success. Meanwhile, the ownership structure variable had no significant effect on Walmart's operational success. The novelty that is produced from this research is that the success of community self-service is determined by the capital structure. Capital is an obstacle faced by community supermarkets because with limited capital it is difficult for community supermarkets to expand their business.
